A useful SLA is more than a countdown. It should identify which customers and issues are urgent, when the team is available, and who steps in when a deadline is at risk.
Start with a small set of clear priorities and define separate first-response and resolution targets. Include business hours, holidays, and channel expectations so the promise reflects how your team actually works.
Review at-risk and breached conversations by queue and issue type. When routing, knowledge, and staffing improve from those findings, SLA reporting becomes an operational tool rather than a passive metric.
